Story Idea #076 – Ignored or distorted user feedback

A company can receive thousands of complaints and still fail to understand the problem those complaints describe.

This story will examine what happens to user feedback after it leaves the user.

A driver reports that a screen is confusing. A customer writes an app review. Someone contacts support. A restaurant complains about a workflow. That experience may then be translated into a ticket, a category, a satisfaction score or a dashboard metric. By the time it reaches a product team or executive, the detail that made the problem understandable may have been compressed away.

We want documented examples where companies clearly had plenty of feedback but either failed to route it effectively or did not convert it into action. What information did frontline support see? What reached product managers? What reached senior management? Were complaints grouped so broadly that important patterns disappeared? Did incentives reward closing tickets rather than learning from them?

This is different from a company knowingly refusing to fix something. The more interesting possibility is that the organization can sincerely believe it is listening while its internal systems distort what users are saying.

We will also look for the opposite: companies that deliberately preserve rich qualitative feedback and connect it to product decisions. The comparison may tell us what a functioning feedback system looks like.

For SOAPSzone, this question matters because so many of the problems we encounter are not hidden. Users have been talking about them. The mystery is what happens next.

When a thousand people say, “This is driving me crazy,” how does that sentence travel through a large company—and what does it look like by the time it reaches somebody who can authorize a fix?
