Story Idea #038 – When the Company Already Has Enough Information to Help

A customer leaves an app review describing a problem in enough detail that the company could investigate it. The response then asks the customer to contact support, repeat the story, supply information the company may already possess and restart the entire process somewhere else.

We want to examine why this handoff is so common. Are app-review teams unable to access account information? Are privacy rules the obstacle? Is the response function outsourced? Or has the company simply designed its public-review workflow around moving complaints out of public view rather than solving them where they appear?

There may be legitimate reasons a public review cannot become a support ticket automatically. The customer may need to authenticate privately, and account details should not be posted in public. But that still leaves room for better design: a secure link carrying the case context, an internal referral number, or support contacting the reviewer when permission exists.

The test is simple: how much of the customer’s work is genuinely necessary, and how much exists because the company’s own systems do not talk to one another?
